Investigate a customer complaint

Establish the facts of a customer complaint and produce an investigation report with a fair, evidence-backed resolution and accountable follow-through.

Treat the complaint as a claim that deserves prompt acknowledgement, neutral fact-finding, and protection from retaliation. Preserve both supporting and contradictory evidence.

Inputs

  • Gather the complaint, requested outcome, consent and communication needs, applicable policy, and response deadline.
  • Preserve relevant messages, transactions, recordings, logs, decisions, and prior cases with access controls.
  • Name an investigator without a material conflict and an authorized decision owner.

Procedure

  1. Acknowledge receipt, explain the process, and address immediate safety, access, or evidence-preservation needs.
  2. Break the complaint into specific claims, affected events, people, policies, and requested remedies.
  3. Create an evidence log with source, date, custodian, relevance, and confidence.
  4. Build a chronology that separates reported events, system records, and later interpretations.
  5. Invite the customer to correct the scope and provide missing evidence without repeatedly retelling harm.
  6. Gather relevant internal accounts using neutral questions and record material conflicts.
  7. Compare conduct and decisions with the policy and authority that applied at the time.
  8. Make a finding for each claim using the stated evidence standard and note uncertainty.
  9. Recommend remedy, correction, prevention, communication, and appeal or review options.
  10. Track action owners and verify that promised changes occur.

Boundaries

Do not retaliate, blame, coach accounts to match, expose private participants, or promise a result before the investigation. Limit collection to information relevant to the complaint. Escalate credible safety, abuse, fraud, discrimination, legal, or security issues through the approved protected process.
